프로스포츠 구단의 서비스 실패가 팬의 지각된 배신감과 관계단절 행동에 미치는 영향 : The impact of professional sports teams service failure on the fans perceived betrayal and dissolution behaviors

Abstract
본 연구는 프로스포츠 구단의 서비스 실패가 팬들의 감정과 행동 반응에 미치는 영향을 규명하고 서비스 실패와 이로 인한 부정적 감정 간 관계에서 관계품질의 역할을 확인하고자 하였다. 이에, 프로스포츠 구단의 특정 서비스 실패 상황인 서비스 실패의 심각성과 통제 가능성에 대한 팬의 인지 정도가 배신감에 미치는 영향과 지각된 배신감이 관계단절 행동(불평, 전환, 회피)에 미치는 영향을 확인하고, 두 가지의 특정 서비스 실패 상황과 지각된 배신감 간 관계품질의 조절 효과를 검증하였다.
이를 위해 국내 프로스포츠 구단의 서비스 실패 경험이 있는 10대 이상의 팬들을 대상으로 온라인 설문을 진행하였다. 설문지는 De Wulf 등(2001), Grégoire와 Fisher (2006), Hess 등(2003)의 연구를 포함한 16개의 연구에서 사용한 문항을 수정 및 변형하여 서비스 실패 8문항, 지각된 배신감 6문항, 관계단절 행동 15문항, 관계품질 15문항으로 구성하였으며, 242명의 자료를 SPSS 25.0과 AMOS 21.0을 이용해 최종 분석하였다.
연구의 결과는 첫째, 서비스 실패와 지각된 배신감과의 관계에서 인지된 서비스 실패의 심각성과 통제 가능성 모두 지각된 배신감에 정(+)의 영향을 미치는 것으로 나타났다. 둘째, 지각된 배신감과 관계단절 행동과의 관계에서 지각된 배신감은 관계단절 행동의 하위차원인 각각의 불평, 전환, 회피 행동에 모두 정(+)의 영향을 미치는 것으로 나타났다. 마지막으로, 서비스 실패와 지각된 배신감 간 관계품질의 조절 효과는 서비스 실패에 대한 심각성과 통제 가능성 모두 지각된 배신감에 미치는 영향에 있어 관계품질의 수준에 따른 유의한 차이가 나타나지 않아 조절 효과는 검증되지 않았다.
본 연구는 아직까지 연구가 미진한 프로스포츠 구단의 서비스 실패 상황을 조명하였으며, 서비스 실패로 유발된 구체적 부정적 감정인 배신감에 주목하는 새로운 접근을 시도하여 배신감을 유발하는 특정 서비스 실패 상황을 규명하고 배신감으로 인한 행동 반응인 관계단절 행동 간 관계를 검증함으로써 향후 관람 스포츠 서비스 실패 연구에 유용한 자료로 활용될 수 있을 것이라 기대한다.
더불어, 서비스 실패의 심각성과 통제 가능성은 실패 발생 후 팬의 부정적 감정 정도를 결정하는 핵심 변수라는 점과 서비스 실패와 그에 따른 팬의 부정적 후속 행동인 관계단절 행동에 있어 배신감이 중요한 매개역할을 한다는 점은 일선의 마케터들에게 서비스 실패 발생 시 발생한 서비스 실패에 대해 구단의 통제 가능성이 크지 않았던 상황이었음을 팬들에게 인식시키는 전략이 배신감을 유발하지 않음에 효과적일 수 있으며, 구단 통제하에 있는 여러 경기 외적 서비스에 대한 철저한 사전관리가 가장 근본적인 서비스 실패 예방책이 될 수 있음을 시사한다.
This study intended to examine the impact of professional sports teams' service failures on fans' emotional and behavioral reactions and to observe the role of relationship quality in the relationship of service failure and negative emotion caused by service failure. Therefore, not only verified the effect of service failure severity and controllability in a specific service failure contexts on the perceived betrayal, but also identified the impact of perceived betrayal on dissolution behaviors(complaint, switching, avoidance) and examined moderating role of relationship quality between service failure(severity, controllability) and perceived betrayal.
For this study, the online survey was conducted and the target population was the sports fans who have experienced a domestic professional sports teams service failure. Measures for Service Failure(8 items), Perceived Betrayal(6 items), Dissolution Behavior(15 items), Relationship Quality(15 items) were used after being modified to meet the purpose of the study. These items were originally taken from De Wulf et al. (2001), Grégoire and Fisher (2006), Hess et al. (2003). A total of 242 responses were used for the data analysis and analyzed through SPSS 25.0 and AMOS 21.0.
The results were as follows: First, in the relationship of service failure and perceived betrayal, both of service failure severity and controllability had positive effect on perceived betrayal. Second, in the relationship of perceived betrayal and dissolution behaviors, perceived betrayal had positive effect on each complaint, switching, avoidance behavior. Lastly, there is no moderating role of relationship quality in the relation between service failure(severity, controllability) and perceived betrayal.
This study can be used as a useful resource for future study of spectator sports service failures, since it not only attempted a new approach focused on betrayal, but also verified a process of specific service failure contexts to betrayal and dissolution behaviors which are still lack of research in the sports context. Furthermore, the results suggest that service failure severity and controllability are the key variables that determines the degree of negative emotion after service failure and betrayal is a key motivational force that leads fans to dissolution behavior as a negative behavioral reaction.
Consequently, it indicates that a thorough pre-management of various services under the control of the team is required to every professional sports team as the basic preventative method of service failure.
