판매원에 대한 인식에 따른 소비자 유형과 판매원-소비자 커뮤니케이션 연구 : A Study on Consumer Types based on Perception of Salesperson and Salesperson-Consumer Communication

dc.description.abstractRecently, salesperson-consumer communication in stores is changing. Due to changes in the distribution industry and information search environment, salesperson have become low-level as information sources, and consumers have been searching for information through various information media. This change allows consumers to choose the level of information they want to explore in their communication with salesperson. You can make a purchase without saying a word with the salesperson, or you can buy the product through active interaction such as recommendation and consultation of the product. In response, retailers are adopting UNTACT marketing or kiosk devices that erase contact points between salesperson and consumer. When the number of salespeople in the store decreases, it is inconvenient because some consumers enjoy casual shopping, while others cannot search for information and call for help. With these changes, it is necessary to understand the state of consumer perception of salesperson and how to communicate. This study attempts to identify communication behaviors with salespersons from the consumer's point of view, unlike previous studies in which the salesperson-consumer communication research focused on improving salespersons 'capabilities or salespersons' speech to increase sales. An empirical study was conducted to find out the factors that influence consumer type and salesperson-consumer communication activeness and necessity. Salesperson-consumer communication is an operational definition of the exchange of information that consumers and salespeople share in the context of consumption. The type of distribution that allows consumers to choose the level of communication with salespeople is the drug store, and the product is limited to cosmetics. The drug store is a retail store that handles medicines, cosmetics, and household goods, but is recognized as a beauty store for domestic consumers. The most famous drug store stores in Korea include Olive-Young, LOHBs, Lalavla, Boots, Aritaum, and Chicor. A consumer survey was conducted on 451 people who visited or purchased a drug store in the last three months. The survey identified the consumer's shopping inclination, product involvement, the shopping companion , time availability, the information trust channel in the store, and the perception of the consumer's usual salesperson. In addition, this study is categorized based on the consumer's perception of salesperson, and the factors that influenced the differences between each type and the activeness and necessity of communication between consumers and salespersons were identified. The summary and conclusions of this study are as follows. First, it is divided into three types based on consumers' perception of salesperson. Overall, a positive group of salespeople, a friendly group, a neutral rating group, and a neutral group. Negative group perceived as negative group. Second, the differences by consumer type was examined. The friendly group had relatively strong trust in salespeople, while the negative group showed strong confidence in the online-community. The purchase channel also differed, with the sales-friendly group having a higher proportion of offline-oriented stores than the online site, while the negative group had a higher share of online sites. In addition, depending on the type of consumer, there was a difference in the content of salesperson-consumer communication. When the friendly group talked with the salesperson, it was found that they actively talked with the salesperson than the rest of the group, such as how to use the product ingredients, recommend products, and tastes. The neutral group used more than the average share of the product's location, price, and inventory, but was negative about active counseling with salespeople, such as product recommendation, product composition, usage and taste. In the negative group, the proportion of respondents who asked for the location, price, and inventory of the product was very high, but it was found that the proportion of taste and product recommendation requiring active conversation with the salesperson was low. Third, there was a significant difference in the activeness and need for salesperson communication according to the type of consumer. The friendly group had both high activeness and need, the negative group was passive and low need. When looking at the factors influencing the activeness and necessity of communication among sales people by type of consumer, there was a difference in each type. The communication activeness of the friendly group was positively related to the plan-oriented shopping tendency, the first-ranked trust of the salesperson in the store, and the necessity was the pleasure-oriented shopping tendency, judged that there was less time available for shopping, and the first-ranked trust of the salesperson in the store was higher. Neutral group communication activeness is a negative relationship with economically oriented shopping propensity and a positive relationship with first-ranking trust in salespeople in stores. The necessity was lower for females compared to males, economically oriented among shopping tendency, higher for pleasure-oriented, plan-oriented tendency, and higher product involvement, and higher for trusting salespersons in stores. Negative group communication active regression model was not statistically significant. Negative group communication needs are higher when planning among shopping propensity and trusting in-store advertising first. By classifying consumers and investigating their communication behavior according to their perception of salesperson, there was a difference in the shopping behavior and the activeness and necessity of each type of shopping. In addition, it can be seen that the shopping propensity of the consumer and the trust in the salesperson information affect the activeness and necessity of communication. From the consumer's point of view, the flow of excluding salespeople from consumer contact points is a source of inconvenience. Consumers who have a high need for communication with salespeople and actively communicate with each other have less access to other information channels, and lack of prior knowledge can cause confusion while searching for information. Therefore, an arrangement is needed that considers the role of salesperson as information source and social presence. Today's consumers are most likely to trust information from online communities, blogs, and so on, rather than communicating with salespeople. This means that the nature of online community and blog information, not the information provided by salespeople, has requirements that consumers have recently asked and trusted. Salespeople need to regain trust as sources of information. Even in stores, customer-specific information should be delivered by assisting consumers' reviews published in online communities or blogs. With such information, it is necessary to accumulate the trust and usefulness of the source of information so that it can personalize consumers' tastes and actively recommend products that meet their needs. Based on this study, the following suggestions are as follows. First, it conducted a research by selecting a drug store and cosmetics in that consumers can easily access and select the level of communication with salespeople. Further research is needed on products and services that communicate differently than before, such as SPA apparel stores, kiosk-based restaurants, and banks that reduce non-counter devices self check-in and offline customer service windows. Second, consumer studies need to be activated for communication with salesperson. Most of the research has been conducted from a management and marketing perspective, so the ultimate goal of the research was to increase sales, manage customers, and reduce administrative costs. Consumers in stores now have a change in communication with salespeople, so active research from a consumer scientific perspective is necessary.-
dc.description.abstract최근 매장 안에서 일어나는 판매원-소비자간 커뮤니케이션이 달라지고 있다. 유통·정보 환경의 변화로 판매원은 정보원으로서의 위상이 낮아졌고, 소비자는 다양한 정보 매체를 통하여 정보를 탐색하고 있다. 이러한 변화로 소비자는 매장 내에서 판매원과 커뮤니케이션을 통하여 어느 수준까지 정보 탐색할 것인지 선택할 수 있다. 판매원과 한 마디 말없이 구매할 수도 있고, 제품의 추천과 상담 등 적극적인 상호작용을 통하여 물건을 구매할 수도 있다. 이에 대한 대응으로 유통업계에서는 판매원과 소비자의 접점을 지우는 언택트(UNTACT)마케팅이나 키오스크 기기를 도입하고 있다. 매장 내 판매원이 지워져감으로써 어떤 소비자는 부담 없는 쇼핑을 즐기고 있다고 하는 반면 어떤 소비자는 정보 탐색 및 도움 청할 데가 없어져 불편함을 호소하고 있다. 이러한 변화 속에서 소비자의 판매원에 대한 인식과 그에 따른 커뮤니케이션이 어떻게 이루어지고 있는지에 대한 현황 파악이 필요하다. 본 연구는 이전의 판매원-소비자 커뮤니케이션 연구가 매출 증대를 위하여 판매원의 역량 개선 혹은 판매원의 화법에 집중하였던 연구들과 달리, 소비자의 관점에서 판매원과의 커뮤니케이션 행동을 파악하고자 한다.
판매원에 대한 인식을 기반으로 한 소비자 유형과 판매원-소비자 커뮤니케이션 적극성·필요도에 끼치는 영향요인을 알아보기 위하여 실증적 연구를 시행하였다. 판매원-소비자 커뮤니케이션은 소비자와 판매원이 소비 상황적 맥락에서 나누는 정보의 교환으로 조작적 정의를 하였다. 소비자가 판매원과의 커뮤니케이션 수준을 선택할 수 있는 유통 형태로 드럭 스토어를, 제품은 화장품으로 한정하였다. 드럭 스토어는 의약품·화장품·생활용품 등을 취급하는 소매 형태이나, 국내 소비자들에겐 미용 관련 제품 판매 매장으로 인식되고 있다. 국내에서 가장 유명한 드럭 스토어 매장으로는 올리브영, 롭스, 랄라블라, 부츠, 아리따움, 시코르 등이 있으며, 최근 3개월간 드럭 스토어에 방문 또는 구매한 451명을 대상으로 소비자 조사를 실시하였다. 조사를 통하여 소비자들의 개인적 특성인 쇼핑 성향과 제품에 대한 관여도, 당시 쇼핑 상황을 파악하는 쇼핑 동반자와 시간 이용가능성, 매장 내 정보 신뢰 채널 그리고 소비자가 평소 드럭 스토어의 판매원에게 가지고 있는 인식을 파악하였다. 그리고 소비자의 판매원 인식을 바탕으로 유형화하였고, 각 유형별 차이와 소비자와 판매원간 커뮤니케이션 적극성·필요도에 영향을 준 요인들에 대하여 확인하였다. 본 연구의 연구 결과 요약 및 결론은 다음과 같다.
첫째, 소비자들의 판매원에 대한 인식을 기준으로 3개의 유형으로 나누었다. 전반적으로 판매원에 대하여 긍정적인 인식을 가지고 있는 집단으로 친화적 집단, 중립적인 평가를 하는 집단으로 중립적 집단. 부정적으로 인지하고 있는 집단으로 부정적 집단으로 명명하였다.
둘째, 소비자 유형별 차이를 살펴보았다. 친화적 집단은 상대적으로 판매원에 대한 신뢰가 강하였지만, 부정적인 집단은 온라인 커뮤니티에 대하여 강한 신뢰 수준을 보였다. 구매 채널 역시 차이를 보였는데, 판매원에게 친화적인 성향을 가진 집단은 온라인 사이트보다 오프라인 위주의 매장, 부정적 집단은 온라인 사이트 구인 비중이 높았다. 소비자 유형별 판매원간 커뮤니케이션 내용에도 차이가 있었다. 친화적 집단은 판매원과 대화할 때 제품 성분 활용법이나 제품 추천, 취향 파악 하는 등 나머지 집단에 비해 판매원과 적극적인 대화를 진행함을 알 수 있었다. 중립적 집단은 제품의 위치, 가격, 재고 등에 대하여서는 평균 비중 보다 더 많이 이용하나 제품 추천, 제품 성분, 활용법, 취향 파악 등 판매원과 적극적인 커뮤니케이션이라 할 수 있는 상담에 대하여서는 소극적인 태도를 보였다. 판매원에게 부정적인 집단은 다른 집단에 비하여 제품의 위치, 가격, 재고를 묻는다고 응답한 사람의 비중은 아주 높았으나, 판매원과 적극적인 대화가 필요한 취향 파악, 제품 추천은 낮은 비중을 보임을 알 수 있었다.
셋째, 소비자 유형에 따라 판매원 커뮤니케이션에 대한 적극성·필요도도 유의미한 차이를 보였다. 친화적 집단은 적극성·필요도가 모두 높고, 부정적인 집단은 소극적이며 필요도 역시 낮았다. 소비자 유형별 판매원간 커뮤니케이션 적극성·필요도에 영향을 미치는 요인을 살펴보았을 때, 각 유형별 차이가 있었다. 친화적 집단의 커뮤니케이션 적극성은 계획 지향적 쇼핑 성향, 매장 내 판매원을 1순위 신뢰와 양의 관계였으며, 필요도는 쾌락 지향적 쇼핑 성향, 쇼핑 이용 가능 시간이 적다고 판단, 매장 내 판매원을 1순위 신뢰할수록 높았다. 중립적 집단의 커뮤니케이션 적극성은 경제 지향적 쇼핑 성향과의 음의 관계, 매장 내 판매원을 1순위 신뢰와 양의 관계이며. 필요도는 남성 대비하여 여성일수록, 쇼핑 성향 중 경제 지향적 성향일수록 낮고, 쇼핑 성향 중 쾌락 지향적, 계획 지향적 성향, 제품 관여도가 높을수록, 매장 내 판매원을 1순위 신뢰할수록 높았다. 부정적 집단의 커뮤니케이션 적극성 회귀 모형은 통계적으로 유의미하다고 할 수 없었다. 부정적 집단의 커뮤니케이션 필요도는 쇼핑 성향 중 계획적일수록, 매장 내 광고를 1순위 신뢰할수록 높았다.
판매원에 대한 인식을 바탕으로 소비자를 유형화하고 커뮤니케이션의 행동을 살펴보았을 때, 각 유형별 쇼핑 행태와 커뮤니케이션의 적극성·필요도에 차이를 보였다. 그리고 소비자의 쇼핑 성향과 판매원 정보에 대한 신뢰는 커뮤니케이션의 적극성·필요도에 영향을 미치고 있음을 알 수 있다.
소비자의 입장에서 판매원을 소비자 접점에서 제외하는 흐름은 불편을 야기하고 있다. 판매원과의 커뮤니케이션 필요도가 높고 적극적으로 소통하는 소비자는 다른 정보 채널에 대한 접근성이 떨어지고, 사전 지식이 많지 않아 정보를 탐색하는 동안 혼란이 야기되기도 한다. 그러므로 판매원을 정보원으로서, 사회적 존재로서의 역할을 고려한 배치가 필요하다.
최근의 소비자들은 판매원과 커뮤니케이션하면서 정보를 얻기 보다는 온라인 커뮤니티, 블로그 등을 통해 얻는 정보를 가장 신뢰하고 있다. 이는 판매원이 제공하는 정보가 아니라 온라인 커뮤니티, 블로그가 가진 정보의 특성이 최근 소비자가 요구하고 신뢰하는 요건을 갖추고 있음을 의미한다. 판매원들은 정보원으로서의 신뢰 회복이 필요하다. 매장 내에서도 온라인 커뮤니티나 블로그 등에 게재된 소비자들의 리뷰를 보조적으로 활용하여 고객 맞춤형 정보를 전달하여야 한다. 이러한 정보들을 통해 소비자의 취향을 맞추고 필요에 맞는 제품을 적극적으로 추천할 수 있는 정도의 정보원으로서의 유용성과, 신뢰에 대한 경험 축적이 필요하다.
본 연구를 바탕으로 후속연구 제언은 다음과 같다.
첫째, 소비자들이 쉽게 접할 수 있으면서 판매원과의 커뮤니케이션 수준을 선택할 수 있다는 점에서 드럭 스토어라는 매장과 화장품이라는 제품을 선정하여 연구를 진행하였다. 근래에 늘어나고 있는 SPA 의류 매장이나 키오스크를 기반으로 운영되는 음식점, 창구가 아닌 기기 운영을 권장하는 공항의 셀프 체크인, 오프라인 고객 응대 창구를 줄여나가고 있는 은행 등 이전과 다른 판매원과의 커뮤니케이션 행동들이 나타나는 서비스와 제품군에 대해서도 연구의 확장이 필요하다.
둘째, 판매원과의 커뮤니케이션에 대하여 소비자학적 연구 활성화가 필요하다. 대부분의 연구가 경영학, 마케팅적 관점에서 이루어져 있어 연구의 궁극적 목적이 매출 상승, 고객 관리, 관리 비용 절감 등으로 이어지는 경우가 많았다. 매장 내의 소비자들이 판매원과의 커뮤니케이션 변화를 체감하고 있는 이 시점에서 소비자학적 관점에서의 활발한 연구가 필요하다.
