Abstract
오늘날의 소비자는 제품을 구매하는 소비의 전 과정에서 다양한 수준의 감정을 경험하며, 그 감정은 각 시점에 따라 변화한다. 이처럼 현대 소비사회로 들어서면서 소비자가 경험하는 소비 과정 전반에 걸친 소비자감정이 점차 중요해지고 있다. 특히 온라인 쇼핑 시장이 급속도로 성장하면서, 소비자는 더욱 복잡하고 세분화된 구매의사결정 과정을 경험하기 시작했다. 이에 따라 소비자의 더욱 복잡해진 온라인 구매 여정 프로세스에서의 경험이 중요해졌다. 그러나 기존의 소비자감정에 대한 연구들은 주로 소비자감정을 한 시점에서의 감정으로 한정지어 살펴보았기 때문에 온라인 구매 여정 프로세스 전반에 걸친 소비자감정과 그 변화를 살펴보기에는 부족한 실정이다. 이에 본 연구는 보다 확장된 접근으로 온라인 구매과정에서의 소비자감정을 알아보고자 했으며, 소비자가 경험하는 감정변화에 대해 경험적이고 실증적으로 탐구함으로써, 소비자의 감정변화에 대한 소비자학적 연구의 가능성을 모색하고자 했다.
본 연구에서는 온라인에서 의류를 구매할 때 경험하는 소비자감정을 정보탐색에서부터 사용에 이르는 6개의 구매과정에 따라 측정하였으며, 구매과정별 소비자감정과 전반적인 소비자감정 변화 양상을 실증적으로 알아보고자 했다. 이를 위해 첫째, 온라인 의류 구매과정에 따른 소비자감정의 변화 양상을 파악하고, 소비자의 인구통계학적 특성에 따른 소비자감정의 변화 양상이 어떻게 변화하는지를 알아보았다. 둘째, 각 구매과정별로 소비자의 긍정적・부정적 감정에 영향을 끼치는 요인은 무엇인지 파악하였다. 마지막으로, 온라인 의류 구매과정에서의 소비자감정 변화를 유형화하고, 각 유형에 따른 소비자 특성을 알아보았다.
특히 의류는 온라인 쇼핑 거래액 1위 품목으로, 도구적 기능과 더불어 자신의 감정이나 가치관 등을 나타내는 표현적 기능을 한다는 특성을 지니기 때문에, 소비자는 의류를 구매하는 과정에서 자신의 감각을 충족시키며, 즐거움이나 행복감과 같은 감정적 측면에 큰 영향을 받는 것으로 밝혀져 있다. 따라서 본 연구에서는 최근 1개월 이내에 온라인 쇼핑을 통해 의류를 구매한 경험이 있는 20~40대 성인 남녀 소비자 495명을 대상으로 온라인 설문조사를 수행하였다. 설문조사에서 소비자는 온라인에서의 의류 구매경험에 대해 응답하고, 구매경험 중 느낀 소비자감정을 정보탐색, 대안평가, 결제, 배송, 수령, 사용이라는 6개의 구매과정에 따라 응답하였다. 특히 긍정적 감정과 부정적 감정은 독립적이라는 기존의 감정 2차원설에 입각하여, 본 연구에서도 긍정적 감정과 부정적 감정을 각각 나누어 응답하게 하였다.
본 연구의 결과는 다음과 같다. 첫째, 온라인 의류 구매과정별 소비자감정의 변화를 살펴본 결과, 긍정적 감정의 경우 전반적으로 상승형 그래프인 반면, 부정적 감정의 경우 긍정적 감정에 비해 증가와 감소가 매우 빈번히 달라지는 그래프를 그리고 있었다. 또한 온라인 의류 구매과정별 소비자감정 변화는 소비자의 인구통계학적 특성에 따라 다르게 나타났으며, 인구통계학적 특성에 따른 차이는 긍정적 감정보다 부정적 감정의 변화양상에서 더 큰 것으로 나타났다. 예를 들어, 긍정적 감정의 경우 여성과 남성의 변화양상은 비슷한 모양이었으나, 부정적 감정의 경우 여성은 빈번한 변화양상을 보인 반면, 남성은 비교적 단순한 변화양상을 보였다.
둘째, 온라인에서 의류를 구매할 때 구매과정별 긍정적・부정적 감정에 영향을 미치는 요인을 살펴본 결과, 특정 영향요인들은 주로 특정 구매과정에서 선택적으로 유의한 영향을 미치는 것으로 나타났다. 긍정적 감정의 경우, 소비자의 인구통계학적 특성인 연령대는 수령과 사용에, 월평균지출은 배송과 사용에서만 영향을 미쳤다. 소비자의 일반적 성향 변수들은 정보탐색 과정에서만 영향을 미친 반면, 소비자의 의류구매 성향 변수들은 다수의 구매과정에 영향을 미치는 것으로 나타났다. 한편, 부정적 감정의 경우, 소비자의 인구통계학적 특성인 연령대는 정보탐색, 대안평가, 배송에만 영향을 미치며, 월평균지출은 사용에만 영향을 미쳤다. 한편, 소비자의 일반적 성향 변수들과 소비자의 의류구매 성향 변수들 중에서도 의류 관여도와 유행추구적 쇼핑성향은 정보탐색부터 사용까지 다수의 구매과정에 연속적으로 영향을 미쳤다. 한편, 구매경험 요인은 특정 구매과정에서만 선택적으로 유의한 영향을 미치는 것으로 밝혀졌다.
셋째, 온라인에서 의류를 구매할 때 소비자의 긍정적 감정 변화 유형은 저상승형, 수령급상승형, 상승후유지형, 하강후 사용상승형, 고유지 수령상승형으로 나타났으며, 부정적 감정 변화 유형은 저유지형, 수령급상승형, 상승후하강형, 결제수령 하강형, 고유지형으로 나타났다. 소비자감정 변화 유형에 따른 소비자 특성을 살펴본 결과, 각 유형에 따라 소비자의 인구통계학적 특성과 소비자의 일반적 특성, 소비자의 의류구매 특성이 서로 다름을 확인할 수 있었다.
본 연구를 바탕으로 다음과 같은 제언을 할 수 있다.
첫째, 본 연구에서는 소비자감정을 구매과정별로 자세히 살펴보기 위해 소비자감정을 긍정과 부정이라는 2차원으로 나누어 살펴보았다. 후속연구에서는 본 연구에서 수행한 구매과정별 소비자감정에 대한 정량적 연구를 뒷받침할 수 있는 보다 정성적인 연구가 수행되어야 할 것이다.
둘째, 본 연구는 온라인 구매과정별 소비자감정이 소비자 특성에 따라 어떤 차이가 있는지 살펴보기 위해 제품을 의류로 한정지어 살펴보았다. 한편, 제품의 특성에 따라서도 구매과정별 소비자감정 변화 양상은 달라질 수 있을 것이다. 따라서 제품의 특성에 따라 소비자감정 변화가 어떻게 달라지는지 살펴보는 후속연구가 진행되어야 한다.
셋째, 본 연구에서 사용한 소비자감정 변화 측정에서 나아가, 소비자감정 변화를 더욱 확실하게 측정하기 위한 다각적인 척도가 개발됨으로써 소비자감정에 관한 후속 연구가 활발히 진행될 수 있는 토대가 마련되어야 할 것이다.
마지막으로, 소비자감정 변화에 관한 연구를 소비자학에 도입함으로써 얻을 수 있는 함의에 대한 진중한 모색이 필요하며, 이후 후속연구를 통해 확장된 접근에서의 소비자감정에 대한 연구가 더욱 활성화되어야 할 것이다.
Today's consumers experience varying levels of emotions throughout their consumption process, and the emotions change at different points in time. As we enter the modern consumer society, consumer emotions throughout the consumption process are becoming increasingly important. In particular, as the online shopping market has grown rapidly, consumers have begun to experience more complex and fragmented purchasing decision-making processes. As a result, experiences in consumers online purchase process became more complex. However, existing studies on consumer emotions focused on one fixed-point of purchase process. Thus, it was unable to examine the changes of consumer emotions throughout the whole online purchase process. Therefore, the purpose of this study is to investigate the consumer emotions in the process of online purchasing with a more extended approach and to empirically explore the possibility of consumers' emotional changes in each levels of online purchase process.
In this study, we measured consumers emotions experienced when purchasing clothing through online shopping. Six purchasing processes- from information search level to use level- were selected as purchasing processess. At each point of purchasing processess, the study empirically examines consumer emotions and overall consumers emotional changes in general. First, we analyzed the change patterns of consumer emotions according to the process of purchasing online apparel, and examined how consumers' emotional changes according to their demographic characteristics change. Second, we identify the factors that affect consumers' positive and negative emotions for each purchase process. Lastly, we categorized the change of consumer emotions in online clothing purchase process, and examined consumer characteristics according to each type.
Clothing is one the biggest industry in online shopping transactions, and it has the characteristic of both expressive function along with instrumental functions. Therefore, consumers not only purchase clothing in needs but in emotional motives as well. In this study, we conducted an online survey of 495 men and women consumers in 20s, 30s, 40s who have purchased clothing through online shopping within the past month. In the survey, consumers responded to online clothing purchasing experience, and responded to six purchasing processes such as information search, evaluation of alternatives, purchase, delivery, receipt, and use. To measure the emotion, our study based on the existing two-dimensional theory of emotions which suggests positive and negative emotions are independent.
The results of this study are as follows. First, as a result of examining the changes of consumers emotions according to the online clothing purchase process, positive emotions showed an overall rising graph. On the other hand, in the case of negative emotions, the graph showed that the increase and decrease awere very frequently compared to the positive emotions. In addition, changes in consumer emotions by the online clothing purchase process varied depending on the demographic characteristics of consumers. Differences in demographic characteristics were found to have more significance in the pattern of negative emotion changes rather than in positive emotion.
Second, as a result of examining the factors affecting the positive and negative emotions according to purchase process when purchasing clothes online, it was found that certain factors mainly had a significant effect on selective purchasing process. In the case of positive emotions, age affected only receiving and use process, and monthly average expenditure only affected delivery and use process. While consumer's general tendency variables influenced only at information search process, consumers tendency to purchase clothing affected many of the purchaseing processess. On the other hand, in the case of negative emotions, age only affected information search, evaluation of alternatives and delivery process. Also, monthly average expenditure only affected use process. The consumer's general tendency variables and clothing involvement and trend-seeking shopping propensity have continuously affected many purchasing processes, from information exploration to use. On the other hand, purchasing experience factors were found to have an optionally significant effect only in the particular purchasing process.
Third, when consumers purchase clothing online, the type of change of positive emotions was Low-rise type, Receipt-up-rise type, Maintaining-after-rising type, Falling-after-rising in use type, High-maintenance and receipt-up-rise type. And the types of change of negative emotion was Low-maintenance type, Receive-up-rise type, Falling-after rising type, Falling-in receiving-and payment type, High-maintenance type. As a result of examining consumers' characteristics according to types of consumer's emotional change, it was confirmed that consumers' characteristics are different according to each type.
Based on this study, the following suggestions can be made.
Firstly, in this study, consumer emotions were divided into two dimensions, positive and negative, in order to examine consumer emotions by purchasing process in detail. In the follow-up study, more qualitative research should be conducted to support the quantitative study on the consumer emotions according to the purchasing process performed in this study.
Secondly, this study investigated the differences of consumer emotions according to consumers' characteristics in online purchasing process. On the other hand, depending on the characteristics of the product, the pattern of consumer emotion may change as the type of product modifies. Therefore, a follow-up study should be conducted to examine how consumer emotional changes vary according to product characteristics.
Thirdly, it will be necessary to establish a basis for the follow-up study on consumer emotions by developing a multifaceted measurement to more accurately measure consumer's emotional changes.
Finally, the study suggests future consumer studies to expand its boudaries in aspect of consumers emotional changes. The follow-up study may activate further research on consumer emotions in the extended approach toward consumer emotion and purchasing processes.
